The call center is the interface between the company and the public. This department interacts directly with the existing customers, potential clients, and everyone else. Cultivating a positive relationship with each caller is vital to the success of any business and requires effective call center etiquette. Etiquette is the key to maintain effective communication, professionalism, and resolve complications. Call center agents must be trained appropriately to achieve effective etiquette.
This article provides 10 call center etiquette tips to train agents and how to develop an effective call center.
10 Phone Etiquette Tips for Call Center Agents
The following is a list of 10 call center etiquette tips to develop an effective call center. There are several additional call center etiquette tips, however; the tips listed below are a good starting point for any business.
- Answer the call immediately – Answering the phone call quickly begins the conversation on a positive note. Callers may become frustrated when they are left waiting for a call center agent to pick up the line. If there is a high volume of calls, implement a welcome message and inform the caller of the estimated wait time or have the agent answer the call and ask the caller for permission to place them on hold.
- Avoid placing the caller on hold – Callers do not want to be kept waiting. They want to explain their issue and receive a solution immediately. Unfortunately, an agent may need to collect additional information or transfer the call to a different department. This procedure must be followed when this action is necessary.
- Ask the caller for permission to be placed on hold.
- Provide a time frame estimating how long the caller will be on hold if it exceeds 30 seconds.
- Return to the call within the stated time frame.
- Thank the caller for their patience.
- Apologize for the wait.
- Repeat as necessary.
- Smile – The person on the other side of the phone may not see the smile on the call center agent’s face, however; they can hear the smile. Smiling changes the vocal tone of a call center agent. The voice sounds more positive and upbeat. The caller is more inclined to work with the call center agent when the representative sounds more positive.
- Be Transparent and Honest – Call center agents should always be transparent and honest to their callers. Explaining processes and procedures to resolve the issue will gain respect from the caller. Inform the caller that they will need to put them on hold in order to find the solution if the agent does not know the answer. Do not make a promise they cannot keep. If the call center agent made a mistake, own it and apologize
- Speak with Confidence – Nothing provokes a caller to ask to speak with the agent’s manager faster than a call center agent that sounds uncertain about a solution. The solution or procedure the agent is asking to caller to commit to may be technical or life changing. The caller can only feel as confident as the agent to the solution. This means the agent must deliver the messaging in a confident voice. The best method to building confidence is call volume and training. Train the call center agent by having new agents shadow experienced agents. Agents will build confidence as they hear repetition of similar situations and solutions.
- Keep the caller updated – Never leave the caller in the dark. It erodes customer satisfaction when the caller does not know what is happening. Follow the steps in etiquette tip #2 if the agent needs to place a caller on hold to look up a solution. Inform the caller that the agent will call or contact them if the solution requires additional time greater than a reasonable hold time. Follow up with the caller with an email or call back to keep them informed of the progress.
- Never interrupt – Train agents to listen to the entire conversation. This may involve listening to the caller even if they are upset. It may be tempting to interject, however; it would only exacerbate the situation. The caller needs to feel respected and valued. Listening to their entire story, even if the agent plans to transfer the call to another department, makes the caller feel valued. This does not mean the agent may be abused. If the caller begins to use personal attacks or abusive language, the agent should be well within their rights to interrupt. In a calm voice, the agent may establish boundaries such as, “I would like to help you, however; I cannot move forward if you continue using this language.” Ultimately, the agent may disconnect the call if the caller persists in abusive language.
- Be prepared for an angry caller – Agents may receive a caller that is angry. These calls exist because the caller is frustrated and wants the agent to understand their frustration level. It is important for the agent not to react and get defensive. This will only exacerbate the situation. Empathy is the key. The agent can express to the caller that they understand their situation. The agent must be clear in their communication about how they will resolve the situation and maintain their professional composure. The agent should also follow up with the caller to ensure the situation was resolved to the caller’s satisfaction.
- Do not use jargon or slang – Maintaining a professional conversation with the caller is important. Agents do not know enough about their callers to make a joke or use informal language. They may unintentionally say something offensive and upset the caller. Over use of jargon may confuse the caller as well
- Ask questions and take notes – Taking notes while the caller is speaking is effective. Focus on writing down what is essential in the conversation especially when the caller is taking a long time to explain their situation. Identify the critical points when discussing the solution with the caller. Input the notes into the Customer Relationship Management (CRM) system after the call if a CRM exists in the company.
